When was the last time you really took a look at this philosophy and considered all the ramifications?]]></description>
			<content:encoded><![CDATA[<p>In short, yes… uhm well, no… maybe sometimes? O.k., so you might have gathered by now that there is no “short” answer. Anybody who truly believes that the customer is always right hasn’t really given this policy much thought.</p>
<p>When was the last time someone came into your business, or called on the phone, or better yet emailed you with a throbbing case of the nasties? Our business is located just outside of the city with a bus stop in front. We also own several niche market web sites. Do you suppose we get our share of interesting characters?</p>
<p>Somehow, this philosophy/policy of, “The customer is always right” has been branded into the consumer’s psyche and repeatedly shoved in the face of business owners, managers, and employees. Having worked in Law Enforcement for several years, we’re taught by our instructors and leaders to consider “the spirit of the law” versus “the letter of the law.” These considerations dictate whether or not the cop is going to give you a ticket for going 5 miles over the speed limit. If we’re to follow the “letter of the law,” we’re going to go by the book each and every time without exception. It’s the “spirit” that allows us discretion to listen to a creative story of how your lover caught you with your spouse again and “thank God you’re here to protect me, Officer… and that’s why I was speeding. I was trying to get away!”</p>
<p>Shouldn’t we, as business owners and managers, have that same option of discretion when a less than reasonable customer approaches chanting that misguided mantra? Now, of course, this is not to say that we should not recognize our positions as “authority figures” and practice a higher degree of professionalism, diplomacy, and tact. All of which are vital to your business. Professionalism is the difference between giving the appearance of genuine concern, and wrapping your knuckles on someone’s forehead to see if anybody’s home. Diplomacy is being able to give your customer the perception that you owe them, and have provided them with, an apology by stating something to the affect of, “I’m sorry you feel that our policy has inconvenienced you.” instead of actually apologizing and admitting fault for something that your company is righteous in maintaining. Tact is being able to tell your customer that it appears that your (policy, sign, product, etc.) was simply misunderstood without having to tell him/her that they’re a complete moron.</p>
<p>Now, I’m also not condoning never admitting fault or accepting responsibility for genuine wrongs and doing everything within your ability to correct them. And there are schools of thought that strictly forbid admitting fault. Their mantra? “Better to ask forgiveness than permission.” However, by the very nature of such an absolute statement such as, “The customer is always right,” provides people, who for no other reason but a sense of entitlement, a free pass to come into your business with the expectation that they’re going to be able to conduct themselves however they wish. This includes treating you and/or your employees with utter disrespect and rudeness. As a result, our employee attrition rate is relatively low because we allow them the discretion of practicing professionalism, diplomacy, and tact. Fortunately, most of our clientele allow us the opportunity to provide them with genuine friendly service and resolve any issues with a mutually beneficial outcome. Unfortunately, every once in a while, you come across a customer, who no matter what extraordinary efforts you deploy to appease, is simply unreasonable. With that, you must then make an executive decision and these are just a few questions that should be considered in rapid-fire succession almost immediately. Is this customer worth keeping? How adversely will kicking him in the pants affect my business? Am I able to resolve this issue with little impact on my business or bank account? Am I going to diminish my employee’s sense of empowerment and/or sense of dignity by overturning their reasonable decision? I’m sure there are other considerations that you’re likely to make, but these are the very minimum.</p>
<p>Incidentally, the person responsible for us having to endure the phrase, “The customer is always right.” was a gentleman by the name of H Gordon Selfridge. Mr. Selfridge was the founder of Selfridge’s Department Stores widely known across the United Kingdom. Perhaps Mr. Selfridge was stuck in the “letter of the law,” as he died insane and bankrupt. Food for thought.</p>

<p>1. Listen</p>
<p>When a customer comes to you with a complaint about one of your products or services, listen to them. Listen to what they are telling you, and take notes if at all possible.</p>
<p>The number one thing a customer wants when they have a problem is for someone to listen to them.</p>
<p>Allow them to vent, let them get it all out. Once they have explained their problem in full, begin to ask any questions you may have to get a full handle on the situation.</p>
<p>While you are listening, body language is very important. Make sure you maintain eye contact. This sends your customer a message that you are taking them seriously.</p>
<p>2. Be Empathetic</p>
<p>When the customer is done explaining their problem, show sincerity by telling them that you understand how they feel. Apologize on behalf of the company that they feel the way they do, and tell them that you are committed to resolving their issue within the guidelines of your company.</p>
<p>By becoming defensive in this situation, you are taking a bad situation and making it worse.</p>
<p>By having an understanding of where your customer is coming from on the situation, and speaking in a calm tone of voice, you can clearly defuse the situation.</p>
<p>You don’t by any means want your customer to become angry and cause a scene.</p>
<p>3. Offer a Solution.</p>
<p>We have all heard the expression “the customer is always right.” </p>
<p>I don’t necessarily agree with this, but it is important to work toward finding a solution, even if the customer is in the wrong. For instance, you might try meeting them half way.</p>
<p>You will know wether or not your customer is a repeat offender, and you can handle the situation accordingly.</p>
<p>For customers who have a legitimate complaint, it is best to rectify the situation right then and there. Wether it is giving them their money back, or replacing their product.</p>
<p>Always leave your customer with your business card and tell them if they should ever have a problem again, they should not hesitate to contact you immediately. This will help them regain their confidence in you and your company.</p>
<p>The main goal when a customer has a complaint is to not allow the problem to snowball. Your objective should be to defuse the situation and retain your customer.</p>
<p>By handling tough situations such as these in a professional manner, you will find your once complaining customers satisfied that you resolved their issue, and a new found respect for you.</p>

			<content:encoded><![CDATA[<p>At the beginning of my creative career, I volunteered as an overnight deejay at a college radio station.  I loved playing the music and interacting with insomniac listeners, but I got a real kick out of reading the news.  I would tear copy straight off the wire service printer and if I was lucky, I had a producer turn that raw newsfeed into informational text that I read into the microphone.  The text was broken up into reasonable sentences that were designed for easy delivery over the air.  When my producer didn’t show up for my shift, I did this myself  I’d mark up the page, insert pauses, and emphasize the words and sentence clauses that I wanted to stress.  If I couldn’t be understood over a fuzzy and weak AM signal, then what was the point of taking five minutes at the top of the hour to deliver the news?  I had a lot of fun and I learned how to “speak” all over again.  Whenever I do any live speaking today, I use the same exact techniques that I learned while the “On-Air” sign was flashing above the studio.  I mark up my speech or the text passage I’m reading because I know that impact is everything.  If I lose my breath in the middle of a sentence, then it’s too long.  If the last word of a sentence drops out inaudibly, my message is lost.  If I stumble on an unfamiliar word or name, my audience loses confidence in my message.</p>
<p>Live telephone operators who work in call centers and answering services need the same help that any live speaker needs.  It’s the job of the call center operator to communicate the client’s business image to the caller, and this begins with the first few seconds of the phone call.  Many small business owners’ needs never go beyond representatives answering their lines with “XYZ Company, may I help you?” and improvising the rest of the conversation to obtain the information that the client requests.  When clients upgrade their accounts to more complex services, it’s important that they create a script that works for both the company signing up for the service, the operator reading the script, and the customer. Your sales representative is more than willing to help you create the best script to fit all of your sales or information inquiries.</p>
<p>Creating a call center script begins with the “answer phrase” and the same principles continue through the entire process of creating a logical script.  Here are some important items to keep in mind when you are creating your script:</p>
<p><strong> • Avoid tongue twisters.</strong> Make your greeting as easy to pronounce as possible.  “Doctor Perkowicz Peoria Plastic Surgery Plaza” isn’t easy to say, even for the native English speaker.  Make sure that your operators know how to pronounce every part of your answer phrase, and the rest of the words in your script.  Keep phrases brief and avoid repeating consonant sounds that will sound awkward over the phone or might lead the operator to stutter.</p>
<p><strong> • Go global. </strong> A “Good Morning/ Evening” greeting can work for some businesses, but not for all of them.  If your company is doing business across time zones, think about using a simple “Hello, XYZ Company” for your customer on the other end of the globe.</p>
<p><strong> • Humanize your greeting. </strong> Have an impartial friend or a trusted customer listen to your greeting, especially if it’s a long introductory message of more than a sentence or two.  Do you sound like a recording?  If you give that impression to a caller, the person on the other end of the line might just hang up because she wants to talk with a live person, not a machine.  Keep all parts of your script brief and give the operator relaying your message time to breathe and sound like a live person when you create your script.</p>
<p><strong> • Less is more. </strong> There’s a temptation to try and pack all the information about your company into your call center script, including providing an operator a copy of your frequently asked questions list (FAQ) so that he or she can quickly scan the file and answer 99.9 % of your callers’ questions.  However, this skill takes practice and training on the part of the operator and patience on the part of the caller.  Long pauses to look up information, add expensive minutes to the call and are frustrating experiences for the operator and the caller alike.  Extensive account training is available through most call centers, if your budget permits.  If this resource is not an option for you, limit the information available to the operators to a few facts about your product or service, and let them know that it’s okay to ask callers if someone from the right department can return their call and answer their questions in depth.</p>
<p><strong> • Test. </strong> Call your account weekly and test to make sure that the operators are following your instructions, are handling your scripts the way that you expect, and are able to easily access the information that they need to take your calls. After the honeymoon period with a new account, operators often grow lax and shorten your script, or improvise far beyond the call of duty. This can be detrimental to your business. Make sure that you follow up with your call center to make sure they are serving your needs.</p>
<p><strong> • Tweak, and tweak again. </strong> Review your script from time to time, and see if it’s still leading to action. Ultimately, your script should lead to a sale, an appointment a request for more information or further contact from your office. Check your call logs and any statistics your sales representative provides you with on a monthly basis. If you notice a downward trend in your results, work with your sales rep to change your script.</p>
<p>These suggestions are only the beginning of creating a successful call center script for your organization.  Work with your sales representative and listen to their suggestions, add your own, do your market research and your script will be a success.  Clear communication starts with clear instructions from you, and clear voices on the answering end of your phone lines.  Your call center will work with you to make sure that all of your needs are filled over and above your expectations.</p>

<p>This is true sometimes, but not always the case. Take for example, hold music, or other kind of on-hold messaging you might be offered by your provider. Common sense would tell you that it&#8217;s better to have something playing for your callers who are on hold than to subjet them to dead air. </p>
<p>Sure, its fair to say that, in theory, some kind verbal message, or at the very least music &#8211; almost anything but dead silence, right? No question. Statistics and common sense should both back up this assumption. Realistically, though, there are several exceptions to this thought, that may not spring to mind right away. </p>
<p>WARNING! This might be considered humorous if it wasn`t so sad.<br />

<p>Although free maybe especially appealing to businesses that just don&#8217;t want, or can&#8217;t afford, professional voice talent, I only have one thing to say. Resist the temptation! </p>
<p>If the quality of your audio is this bad, not only will it project an unprofessional, even fly-by-night image but as businesses with professional, high-quality onhold messaging or music become increasingly the norm, the detrimental imaging suffered by those who have not yet optimized their callers on-hold experience becomes potentially that much greater. </p>
<p>Now, I know that when I find myself on hold and subjected to bad audio, cheesy music, and/or poorly written announcements, the experience seems even more painful than it used to five or ten years ago! Back then it might be considered somewhat comical.</p>
<p>Here`s just one particularly egregious example of  how cheesy hold options appears to your customer. </p>

<p>True, you definately will save a few bucks on the front end by doing your on hold music or message on the cheap, but as with all of your other marketing and imaging tools, you get what you pay for. Your business image really is everything, and when it comes to your ability to compete and survive in a down economy, like this one, you have to eliminate any and all threats to potential sales and the resulting profits or loss.  Don`t let crappy onhold messaging be the weak link in the chain. </p>
<p>If you decide to find some source of free music to play on hold, or to write and produce your own on hold messages, be prepared to accept the consequences. Otherwise put a bit of time, effort, and energy into researching the education necessary to ensure that you are not shooting yourself in the foot.</p>
<p>A better, most cost-effective option is to use a service who specializes in on hold music and messaging. But be sure to pick one who has the expertise and experience to deal with not only the technical and equipment issues but writing and production as well as  covering all legal and copyright infringement bases. </p>
<p>And under all circumstances avoid the `radio feed`option. Believe me, there really is nothing worse having a potential customer hear your competitor`s latest sales pitch while waiting for you to make time for them. But then that would never happen to you.</p>
